Document each step with dates, order numbers, and communications. Consistent sequencing is both fair and defensible.
3. Check your own terms and the law. Your Terms of Sale and Return Policy are a contract. Reserve there the right to limit or refuse returns for documented abuse, and disclose that limits may be applied at your discretion based on order and return history. Before you refuse service outright, verify state consumer-protection expectations where the customer resides and where you are located. In the U.S., a business generally may decline future business for non-discriminatory, non-retaliatory reasons, but payment-processor rules and marketplace rules (if you sell on Amazon, Etsy, or Shopify) may impose separate obligations. When in doubt, a short consultation with a small-business attorney is cheaper than a chargeback penalty or a marketplace suspension.
4. Communicate plainly and keep the evidence. A brief, non-accusatory message preserves the relationship where possible and the record where not:
Thanks for your recent orders. We've noticed a high rate of returns on your account over the past six months that falls outside our typical customer pattern. Going forward, returns from your account will require inspection before refund and will be subject to a 14-day window as described in our Return Policy. If you have questions, please reply to this message and our returns team will review your specific orders.
Send it from a monitored address, keep the thread with the account notes, and apply the same sequence to every account that hits the same thresholds.
What not to do
- Do not name or shame the customer publicly, post about the case online, or share personal data with other sellers.
- Do not close an account in retaliation for a legitimate complaint or a protected activity.
- Do not impose a surprise restocking fee that was never disclosed before purchase.
The goal is not to win an argument. It is to stop subsidizing transactions that cost more than they contribute, while keeping a defensible paper trail.
The Bookkeeping Habits That Keep Returns From Surprising You
Whether abusive returns are 5% of your volume or 25%, the accounting routine is the same. Add it to your monthly close so returns stop being a quarterly scramble.
- Reconcile payment-processor and marketplace payouts at gross, not net. Your Stripe, Shopify Payments, Amazon, or PayPal deposits are net of refunds, chargebacks, and rolling reserves.
